How the Morning Callback Queue Is Prioritised

Morning Queue

Sorted by what hurts most if missed

Why not first in, first out?

A voicemail inbox is sorted by time. That's fine until the 23:40 message is a question about opening hours and the 02:05 message is a customer whose pickup is at 07:30. By the time someone reaches it, the damage is done.

The morning queue works the other way round. Every callback carries a priority the agent computed from facts it verified on the call, and the window the caller was promised.

What goes into the priority

Inputs to callback priority
  1. Time proximity

How soon the pickup, return or appointment is

    Highest weight

  2. Request type

Complaints before changes before general enquiries

    Per call type

  3. Value at stake

The booking or quote value returned by your system

    Per booking

  4. Existing customer

An open booking linked from caller ID or reference

    Relationship

  5. Stated urgency

What the caller said about their situation

    Caller's words

Weighted inputs → P1, P2 or P3 · earliest contact time

The weights are agreed with your team during the pilot and documented, so the duty manager at 8 a.m. knows why a row sits where it does.

A worked example

Priority score for last night's callbacks
  • Flight delayed92pts
  • Complaint81pts
  • Extension58pts
  • Deposit34pts

A delayed flight with a pickup in six hours outranks everything else.

The deposit question matters, but it doesn't decay overnight. The delayed flight does — so it's first, with an 8–9 am window the caller already heard.

How teams use the queue

  • Duty managers start the day with the P1 rows and assign owners.
  • Agents read the one-paragraph summary and call or WhatsApp straight from the row.
  • Branch managers see complaints routed to their branch with the caller's own words.
  • Leadership tracks promises kept inside their window, per branch.

Frequently Asked Questions

  • Yes. Weights are agreed with your team during the pilot and documented, so everyone is working from the same rules.

  • Every promise has an owner and a due time. A breach raises an alert before and after the window closes.

  • No. Emergencies are warm-transferred immediately. The queue is for things that can safely wait until morning.
